About the role
The position operates before, during, and after visits at an open-concept, 24/7/365 emergency hospital. You will own the end-to-end customer journey for every case that moves through the doors of the facility, ensuring clinical and administrative alignment. This role requires you to act as the primary point of contact for clients during some of the most stressful moments of their lives, translating complex medical information into clear, compassionate guidance. You will monitor behavioral cues and emotional signals to adapt your communication style in real time, de-escalating tension and building trust. The hire will coordinate internal teams to synchronize clinical updates with client expectations, acting as a bridge between medical urgency and customer clarity. Success in this position is defined by your ability to retain calm, create structure in chaos, and turn high-pressure interactions into moments of loyalty. You will document every interaction to identify patterns that signal churn or satisfaction, feeding insights back into the broader customer success strategy. Ultimately, you own the perception of the brand through the eyes of the client, and your work directly impacts retention, utilization, and long-term advocacy.

What you'll do
Coordinate the full client lifecycle from first contact through resolution, ensuring expectations are managed at every stage of the emergency journey.
Serve as the central communication hub for case updates, translating veterinary terminology into clear, non-technical language for anxious clients.
Monitor queue depth and case complexity to proactively escalate capacity needs or staffing gaps before they impact service levels.
Utilize practice management platforms to log interactions, track case history, and maintain audit-ready records that support compliance and continuity.
Conduct thorough onboarding for new clients, walking them through workflows, payment structures, and communication norms to prevent future friction.
Identify early indicators of churn by analyzing engagement patterns, response latency, and sentiment in written and verbal communication.
Design and deliver tailored onboarding sessions that align clinical protocols with client preferences and hospital operational realities.
Adapt communication style on the fly to match the personality, culture, and emotional state of each client or family member.
Maintain strict confidentiality and professionalism when handling sensitive medical, financial, and personal information in high-stress contexts.
Support continuous improvement by documenting recurring friction points and proposing process adjustments to product and operations stakeholders.
Collaborate with clinical staff to ensure that client questions about diagnostics, timelines, and aftercare are answered accurately and promptly.
Leverage data from customer interactions to forecast demand spikes and inform scheduling or resource allocation decisions.
Partner with cross-functional teams to refine knowledge bases, scripts, and training materials based on real-world customer questions.
Demonstrate resilience and poise when managing multiple urgent cases simultaneously without compromising accuracy or empathy.
Represent the voice of the customer in internal meetings, ensuring that frontline insights influence strategic decisions affecting service design.
Requirements
Must hold 2+ years of experience in a customer service role.
Possess advanced knowledge of computer programs and practice management software.
Be highly organized with strong attention to detail in all interactions.
